Choosing a managed IT services provider is one of the most important operational decisions a business can make. Yet many organizations evaluate support providers based on promises, pricing, or response times alone—without looking at the factors that truly determine long-term success.

Whether you're reviewing an existing managed services agreement, measuring the effectiveness of your current provider, or considering a transition to a new one, there are three questions every organization should ask:
-What exactly am I buying?
-How do I know if it's working?
-What should I expect if I decide to make a change?

Let's explore each.

The Agreement Is the Product—Read It Accordingly

Managed services agreements often look remarkably similar at first glance. Most contain service descriptions, support commitments, and standard contractual language. The details that matter, however, are rarely found on the first page.

Start with What Isn't Included

Every agreement highlights what is covered. The more revealing section is what falls outside the scope—and therefore becomes an additional cost.

Common exclusions include:
-Project work
-Hardware procurement
-Third-party vendor liaison
-After-hours support
-New user onboarding

These exclusions are not unreasonable. What's problematic is only discovering them when they appear on an invoice.

Understand the Difference Between Response and Resolution

Many agreements proudly advertise response times while saying very little about resolution times.

A four-hour response commitment may simply mean someone acknowledges your support ticket. It does not necessarily mean your issue will be resolved within four hours—or even the same day.

Ask:
What does the agreement say about issue resolution?
Are there defined targets?
How are critical incidents handled?

If those answers are unclear, they should be clarified before signing.

Who Decides What's Critical?

Severity classifications directly influence service levels. If the provider alone determines whether an incident qualifies as critical, response times become subject to interpretation.

The classification process should be clearly defined and agreed upon by both parties.

Proactive vs Reactive Support

This is perhaps the most important distinction.

True managed services should include:
-Monitoring
-Preventative maintenance
-Patch management
-Security reviews
-Strategic reporting

These should be contractual obligations—not goodwill gestures.

If most activity only happens after something breaks, you may be paying a monthly fee for what is effectively reactive support.

Don't Overlook Reporting

A provider should deliver regular performance reports automatically—not only when you request them.

More importantly, those reports should be understandable and actionable for business leaders, not just technical teams.
